Support SLA and Response Times for Nepali Businesses
A service level agreement, or SLA, sounds like corporate language, but the idea is simple: you tell customers how fast you will respond, and you track whether you did. For a Nepali business, the hard part is setting targets that match real working hours, festival breaks and a small team, not copying a number from an international company.
First response and resolution are different
Two times matter. First response time is how long a customer waits before a human acknowledges the issue. Resolution time is how long until the problem is fixed. Customers care most about the first one, because silence feels like being ignored. Resolution depends on the problem, and some cannot be promised exactly.
Set priorities with plain definitions
Write definitions that agents can apply without arguing. For example:
| Priority | Meaning | Example |
|---|---|---|
| Urgent | Service is completely down or money is at risk | Internet down for a whole area, payment failing |
| High | Major function is broken but a workaround exists | Slow speed, one branch unable to bill |
| Normal | Single user issue or a general request | Password reset, report change |
| Low | Question or minor improvement | How do I export a report? |
Each organisation will draw these lines differently. The key is that they are written and shared.
Choose targets you can actually meet
Start by looking at your current performance. If your team replies on average in three hours, promising fifteen minutes will only produce breaches. Set targets slightly better than your current average, then tighten as you improve. A target that is always missed teaches the team to ignore the clock. We do not suggest figures because the right ones depend on your staff size and service, but the method is to measure first and promise second.
Working hours and the Nepali calendar
The SLA clock should run only during agreed support hours. Nepal's standard working week has Saturday as the weekend, and many offices close or reduce hours on public holidays such as Dashain and Tihar. If your clock runs through those days, tickets breach while everyone is on leave and the figures become meaningless. A good helpdesk lets you set support hours and a holiday list. For urgent issues, you may offer an on-call arrangement outside normal hours, with a separate clock.
What to tell customers
- The channels you support and the hours you reply.
- The first-response target for each priority.
- That resolution times vary, with updates given at set intervals.
- How to flag an urgent issue properly.
Put this in your welcome message, on your website and in the automatic acknowledgement email. Keep it short and in the customer's language.
How the software helps
A ticketing system applies the clock for you. It shows a countdown on each ticket, highlights those near breach and can notify a team lead. It can escalate when a ticket has waited too long without a reply. At month end it reports the share of tickets that met their targets, which is the number to discuss with the team.
Use SLAs to improve, not to punish
If the reports show repeated breaches, look at causes before blaming agents. Perhaps one category has too few staff, tickets arrive in a rush after billing runs or a common question could be answered by a saved reply. Staff who feel the numbers are used to catch them out will start closing tickets early to protect their statistics.
A simple review rhythm
- Weekly: look at overdue tickets and the oldest open ones.
- Monthly: review the share meeting target by priority and category.
- Quarterly: adjust targets and staffing based on the trend.
A worked example, with illustrative numbers
Imagine an internet provider with six agents. They look at last quarter and find that urgent outages were acknowledged on average within a short time, while normal requests waited much longer, sometimes into the next day. The manager decides on a faster first-response target for urgent tickets and a more relaxed one for normal tickets. The numbers here are examples only. After a month, reports show that most urgent tickets met the target but normal ones missed it on Mondays, when weekend requests pile up. The manager moves one agent to Monday mornings. The SLA did not just measure; it exposed a staffing pattern that nobody had noticed.
Contracts with business customers
If you provide a paid service to businesses, the SLA may be part of a written agreement. Do not copy another company's text without understanding it. Have a lawyer or your own management review any commitment about compensation or penalties, since this software only measures time and does not give legal advice. Keep your public promise simpler than the contract: a first-response target and a commitment to keep the customer informed.
Pause rules
When you are waiting for the customer to reply, the clock should pause. Otherwise a ticket will breach because the customer took two days to send a screenshot. Check that the software has a waiting-on-customer status that stops the timer and restarts it when they reply.
Communicating delays
Some tickets will miss the target. What matters then is honesty. Tell the customer early, give a new expected time and explain briefly what is happening. A customer who receives a clear update an hour before the deadline is usually calmer than one who hears nothing until the next day. Train agents to write these updates in a short, courteous format and keep a saved reply ready for them.
