How to Manage WhatsApp Support Requests as Tickets

Updated 14 Oct 2026 ยท 7 min read ยท WebsNP team

WhatsApp is the default support channel for many Nepali customers, and it is a poor place to run a support team. Messages are tied to one phone, nobody can see another person's chat and an issue disappears the moment a staff member leaves. This guide shows how a small team can keep WhatsApp for talking while managing the work in a ticketing system.

Why chat threads are not a support system

A chat thread has no owner, no status, no priority and no deadline. If a customer writes at nine in the evening and the staff member is offline, nobody else sees it. If the customer writes a second time, a different person may answer without reading the first message. These are not people problems. They are what happens when a chat app is used as a database.

Step 1: One official number, shared properly

Use a business number that belongs to the company, not to a staff member. WhatsApp Business gives you labels and quick replies, which help at first. For larger volumes, access through WhatsApp Business API lets several agents work from one system, but it requires a provider and has its own charges. Discuss with us what level your volume really needs.

Step 2: Turn every request into a ticket

The rule is simple: if it needs action, it gets a ticket. Whoever sees the message creates the ticket with these fields:

  • customer name and phone number
  • category such as billing, fault, delivery or general question
  • priority
  • short description and any photo or screenshot
  • assigned agent

With a connected API this can happen automatically. Without it, logging takes a minute and is still far better than leaving the request in a chat.

Step 3: Send a short acknowledgement

Reply with the ticket number and when the customer can expect an answer. For example: "We have registered your issue as ticket 1042. Our team will reply within two working hours." This sets expectations and reduces repeat messages asking whether anyone has seen it.

Step 4: Assign one owner

Every ticket has one owner. If it needs another team, the owner changes the assignment and leaves a note, instead of copying the issue into a group chat. Agree who triages new tickets. In a small team, one person each day can be the duty agent who assigns incoming tickets.

Step 5: Work, update and close

Agents work from the ticket list sorted by priority and deadline. Each update, call or promise is written in the ticket. When the issue is resolved, the agent confirms with the customer and closes the ticket with a short resolution note. Closing with a note builds a knowledge base you can reuse for future cases.

Daily routine for a small team

  1. Morning: the duty agent checks overnight tickets and assigns them.
  2. Midday: the manager looks at tickets close to missing their target.
  3. Evening: agents update open tickets and hand over notes.
  4. Weekly: review the oldest open tickets and repeating issues.

Handling the awkward cases

Voice notes and photos

Customers often send voice notes. Ask agents to summarise the content in the ticket in a line or two and attach the file.

Angry customers

Mark them high priority, assign a senior agent and record what was promised. Do not argue in the thread; note facts and next steps.

Customers who contact several staff

Tell customers to use the official number and respond from it. When staff receive a request on a personal phone, they forward the details to the ticket system and reply from the official channel.

Privacy and good manners

Use the customer's number only for the matter they raised. Avoid adding customers to groups or sending unrelated promotions from the support number. Limit ticket access to the staff who need it.

What you gain

Templates that save time

Write five saved replies before you start: acknowledgement, request for more information, update in progress, resolved with confirmation, and out-of-hours notice. Keep each to two or three lines in plain Nepali or English, matching how your customers write. A saved reply should sound like a person, not a machine, so leave a place for the customer's name and the ticket number. Review these templates monthly, because the questions customers ask will change as your product or service changes.

Roles in a three-person team

Even a tiny team benefits from named roles. One person is the duty agent who triages. One is the resolver who handles technical or detailed work. One is the lead who reviews overdue tickets and speaks to difficult customers. People can rotate weekly. The point is that for every hour of the working day, someone knows they are responsible for the incoming list, rather than everybody assuming somebody else will look.

What to do when the customer disappears

Some customers ask a question and never reply to your follow-up. Decide a rule such as sending two reminders over a few days, then closing the ticket with a note that it can be reopened. This keeps your open list honest and stops it filling with dead conversations.

After a month you can see the number of requests per category, average time to reply and the issues that keep returning. Those figures often point to a fix elsewhere in the business, such as a confusing invoice or a recurring fault.
